How should a Japanese support knowledge base be prepared?

A support knowledge base is not a copy of the product manual. It tells agents what they can answer, how to answer and when to escalate.

SHORT ANSWER

Prepare product identification, usage, troubleshooting, after-sales policy, return conditions and escalation contacts, each with a version and approval boundary.

Create one information source

Product name, model, package contents, accessories and conditions of use must match the product page. When channels differ, agents need one approved source of truth.

  • SKU, JAN/barcode and FNSKU mapping
  • Unboxing, installation, use and care steps
  • Prohibited use, risk notes and scope
  • Warranty, returns and delivery-answer policy

Define response boundaries

A knowledge base must state both the answer and the action an agent may take. Agents should not independently promise refunds, compensation, replacement, medical advice or legal conclusions.

  • Answer directly: approved product and order information
  • Verify first: logistics, stock, promotions and individual order status
  • Escalate: safety incidents, serious complaints, compensation and media
  • Never provide: passwords, sensitive personal data or unauthorized promises

Keep the knowledge base current
